Automatic Call Distribution (ACD)
Automatic call distribution (ACD) places incoming calls in a queue. It then sends each call to the right agent, using rules you choose. Callers wait less, and agents take the calls that suit them.
Want to see how it would work for your team? Call us and we will show you how the rules fit your calls.
What Is Automatic Call Distribution?
Automatic call distribution, or ACD, decides which agent answers each call. Instead of every phone ringing at once, callers join a queue and are passed on according to rules you set.
ACD is a core part of a CCaaS platform. It works alongside menus, call recording and reports to keep queues short and callers well looked after.
- Calls reach the right person first time
- Queues stay short and fair
- Rules change with the time of day or the day of the week

How Does ACD Work?
Find Out Why They Are Calling
The system looks at the number dialled, the caller ID and any menu choice. It can also check your customer records for a match.
Place the Call in a Queue
Callers wait in line. The queue can take account of agent status and the type of enquiry. It also notes how long someone has waited and if they are a priority customer.
Route to the Right Agent
The call goes to the agent or team who suits it. The choice depends on availability, skills, the time of day and how busy the lines are.
Learn From the Results
Reports show how long callers waited and which queues were busiest. You can then adjust your rules over time.
In practice all four steps happen in a second or two. A customer rings your main number, chooses an option and joins the sales queue. The system sees that the sales team is open and that one agent has been free the longest. It connects the call straight away.
What Are the Ways to Route Calls?
Different teams need different rules. These are the main routing methods, and most platforms let you combine them.
| Method | How it works | Suits |
|---|---|---|
| Fixed order | Calls go to the first agent on a list. If that person is busy, the call moves to the next. | Small teams with a clear first point of contact |
| Time-based | Routing changes with the time of day or the day of the week. | Opening hours, out-of-hours cover and split shifts |
| Simultaneous | Every free agent’s phone rings at once, and the first to answer takes the call. | Small teams where speed matters |
| Talk time | The call goes to the agent who has spent the least time on calls so far. | Sharing the workload fairly |
| Rotary | Calls move around the team in turn, and everyone receives a similar number. | Sales teams sharing new enquiries |
| Skills-based | Calls go to an agent with the right skills, such as a language, product knowledge or seniority. | Mixed teams with different specialisms |
| Longest idle | The call goes to the agent who has been free the longest. | Busy teams that want an even spread of calls |
| Priority queuing | Callers are placed in queues by customer value or reason for calling, so the most important wait least. | Account managers and priority lines |
What Does ACD Look Like on a Busy Morning?
Here is a day at a small insurance broker, with automatic call distribution switched on.
Calls start to build. Without ACD, every phone would ring at once, and the first person to grab a handset would take whatever came in, whether or not they could help.
With ACD, each caller hears a short menu and joins a queue. The system checks who is free, which agent speaks the caller’s language and whether this is a customer who should be seen first.
The sales queue is long. An overflow rule sends calls that have waited more than a minute to the support team, who are quieter. Nobody shouts across the office for help.
The rules change by themselves. Calls go to the team on shift, and anyone ringing after five hears the out-of-hours message, with the option of a callback.

More Routing Features to Look For
Good automatic call distribution goes beyond simple queues. These extras make routing smarter.
Geo-Routing
Send callers to the nearest team or site, based on where they are calling from. A caller in Leeds can reach a Leeds team who know the area, and the same rule suits firms with several offices.
Callback Options
Customers keep their place in line and are rung back, or can ask for a call from your website. They are not stuck on hold, and your team can plan when the calls are made.
Expert Connect
Agents can bring in a colleague with the right knowledge, without sending the customer elsewhere. The customer stays with the person they have already started talking to.
Omnichannel Routing
The same rules can place chats, emails and texts in the right queue. Your team then works from one set of priorities, instead of juggling separate inboxes.
What Better Routing Does for Your Customers
Good routing is felt more than it is seen.
Customers notice it as a short wait, an answer the first time and a conversation that starts where they hoped. They rarely think about the rules behind it.
For your team, the same rules mean steadier days and fewer calls that land with the wrong person.
Shorter Waits
Callers join a managed queue and reach a free agent. They spend less time listening to hold music, and fewer of them give up and ring somewhere else.
Faster Answers
Matching each call to the right skills means fewer transfers. More problems are solved on the first call, which saves callers from explaining themselves twice.
Better Conversations
Agents take the calls they are suited to. That makes each conversation smoother and less stressful, and it shows in the tone of the call.
More Personal Service
Priority customers and known numbers can be sent to a named contact or a dedicated team, so important relationships are handled by people who know them.
Do You Need ACD?
If your team shares incoming calls, or customers are often transferred, ACD is likely to help. A very small team with a few calls a day may manage without it.
As call volumes grow, routing rules save time for callers and agents alike.

With and Without Automatic Call Distribution
Here is what changes when automatic call distribution takes over your incoming calls.
| Situation | Without ACD | With automatic call distribution |
|---|---|---|
| Calls arrive | Every phone rings at once | Callers join an ordered queue |
| Who answers | Whoever grabs the phone first | An agent with the right skills |
| Busy periods | Callers hear engaged tones | Calls overflow to another team |
| Out of hours | Calls ring out | Calls follow your out-of-hours rules |
| Reporting | Little or none | Queue times and answer rates |
Key Terms in Automatic Call Distribution
Follow one call from the first ring to the end of the shift. The numbers on the screen match the terms on the right.
For illustration only. The figures shown are made up.
- 1
Queue
A waiting line for callers. Automatic call distribution decides who is served next, so callers are seen in a fair order and nobody is skipped.
- 2
Skill
A strength an agent has, such as a language, product knowledge or seniority. Skills let the system match each caller with someone who can help.
- 3
Overflow
What happens when a queue gets too long. Calls move to another team or site, or to voicemail, before callers lose patience.
- 4
Abandoned call
A call where the caller hangs up before an agent answers. Watching this number shows whether callers are waiting too long.
- 5
Service level
A target for how fast calls are answered, such as most calls within a set number of seconds. It turns the word busy into something you can measure.
- 6
Wrap-up time
The time an agent spends finishing notes after a call. Build it into your plans, so agents are not handed a new call before they are ready.
These six ideas work together. Skills decide who can help, queues decide who is next, and overflow protects callers when things get busy. The service level, abandoned calls and wrap-up time then show whether the whole arrangement is working.
Where Does Automatic Call Distribution Help Most?
Any team that shares incoming calls can gain. These are the most common uses.
New enquiries go to the next free sales agent, or to the person who knows the product. Leads are not left waiting, and out-of-hours rules can send late enquiries to voicemail or a callback list.
Calls reach the agent with the right skills. That means fewer transfers and faster answers. Agents who know the product take the harder cases, and newer agents take the simple ones.
Patients, clients and guests are sent to the right desk. Out-of-hours rules cover evenings and weekends. Callers who ring about the same thing reach the same small team, which keeps the conversation consistent.
When call volumes rise, overflow rules move calls to other teams or sites. Nobody is left on hold for long. When the rush passes, the rules return to normal without anyone changing settings by hand.
Common Mistakes With Automatic Call Distribution
A few simple errors cause most problems. Avoid these and your routing will run smoothly.

Skills-based routing sends a call to an agent with the right skills, such as a language or product knowledge. It is one of the main methods of automatic call distribution.
Yes. Priority rules can move key customers to the front of the queue or send them to a named contact. Callers are recognised by their number.
Check queue length, wait time and abandoned calls in your reports. If waits rise, adjust the rules or add agents.
It depends on how many queues and rules you need. We agree timescales with you at the start and test every route before go-live.
Longest idle routing sends the next call to the agent who has been free the longest. It shares calls evenly, so one agent is not left waiting while another is always busy.
Callers join a queue and hear a message or music. Depending on your rules, you can also offer a callback, send overflow to another team or site, or take a voicemail.
