CCaaS: Contact Centre as a Service

CCaaS, or Contact Centre as a Service, is a cloud platform for customer calls and messages. It brings queues, routing, recording and live reports together. Your agents can work from the office, from home or both.

Not sure what your team needs? Call us and we will talk through the options with you.

What Is CCaaS?

CCaaS stands for Contact Centre as a Service. It is a cloud platform that handles your customer calls from the first ring to the final goodbye. There is nothing to install at your office.

Queues, routing, call recording and live reports all sit in one place. You pay monthly for the agents you have, and add or remove seats as your team changes.

Contact Centre or Call Centre?

People often use the two terms as if they meant the same thing. A call centre handles voice calls. A contact centre also handles other ways customers get in touch, such as email and chat.

CCaaS can support either, and many teams begin with calls and add more later. Our guide to the difference between a contact centre and a call centre explains the detail.

What Does a Cloud Contact Centre Do for Your Team?

Shorter Waits

Calls are queued and sent to the right agent. Customers spend less time on hold and fewer calls need passing on.

Easier Days for Agents

One screen shows the caller, the queue and the tools your agents need, which makes each call less stressful to handle.

Clear Figures

Live screens show who is waiting, and reports show call volumes and answer times. You can plan rotas with real numbers.

Room to Grow

Add agents for a busy season and remove them afterwards. There is no new equipment to buy each time your team changes.

What Tools Does a CCaaS Platform Include?

Call Queues and Routing

Callers wait in a queue and are sent to the agent or team able to help, based on skills, availability or time of day.

Self-Service Menus (IVR)

An automated menu lets callers press a key to reach the right team, or find simple answers without waiting for an agent.

Call Recording and Scoring

Record calls for training and quality checks, then review and score them to coach agents and settle disputes.

Live Screens and Reports

Wallboards show who is waiting right now, and reports show call volumes, answer times and busy periods.

Tools for the Whole Call

A CCaaS platform gives your team more than queues and menus. It offers tools for the whole call, from the first dial to the review afterwards.

Outbound Dialling

Some teams make calls as well as take them. A dialler places calls from a contact list and passes answered calls to a free agent. Read about dialler software.

Coaching and Scoring

Supervisors can review recorded calls and score them against a checklist, then coach agents with real examples. New starters learn faster and standards stay consistent.

Live and Historical Reports

Wallboards show queues and waiting times as they happen. Historical reports show busy periods, answer times and agent activity, which helps with rotas and targets.

CRM and Teams Links

Connect the platform to your CRM, and caller details appear on screen. Connect it to Microsoft Teams, and agents can reach colleagues who can help.

Agents Anywhere

Agents log in from a laptop or mobile app, in the office or at home. They use the same queues, tools and numbers wherever they sit.

AI Call Summaries

AI-generated call summaries give your agents a short written note of each conversation. That saves typing and keeps your records tidy.

Omnichannel: Meet Customers on Their Channel

Customers do not think in channels. One day they ring, the next they text or use web chat. An omnichannel contact centre handles every channel in one workspace.

  • Voice, email, web chat, SMS, social media and messaging apps together
  • Customer details and history on screen, whichever channel they use
  • Switch from chat to a call, or to video, in the same conversation
  • Engage lets sales and account teams contact customers by voice, video and text

AI-Powered Automation With AI Studio

AI Studio lets you build virtual agents in plain language. They can answer calls and messages, route customers and take simple actions, on voice and digital channels.

  • Virtual agents that work around the clock
  • Real-time guidance for agents, and automatic call summaries
  • Speech analytics and customer sentiment across every conversation

People stay in charge. Agents take over whenever a customer needs a person. See our AI contact centre guide.

Wallboards put your queue on a screen the whole team can see. Supervisors get the same picture on a desktop or a phone.

  • Live queue length and longest wait
  • Which agents are free, on a call or away
  • Alerts and coaching suggestions for supervisors
  • Forecasting and scheduling to match staff to demand

These tools sit in one supervisor workspace, which means managers spend less time switching between systems.

Choose the Level That Fits Your Team

Contact centre platforms come in levels. Most teams start with the first and add more as their needs grow.

Contact centre levels compared

OmnichannelEmail, web chat, SMS, social media and messaging apps in one agent screen, with CRM pop-ups, co-browsing and videoTeams whose customers use several channels
AI-poweredVirtual agents, interaction analytics, quality management and predictive diallingTeams that want automation and deeper insight

We help you pick the level that fits, and you can add more as your team grows.

How to Choose a CCaaS Platform

Many platforms look similar on paper. These five questions help you work out what matters for your team.

  • Does it work with the CRM and tools your team already uses?
  • Can agents log in from home or another site?
  • Are calls recorded in line with UK GDPR?
  • Will the reports show what you need to know?
  • Is the contract easy to understand?

We are happy to talk through each one with you, whatever the size of your team.

Talk to Our Team

What Should You Ask About Security, Contracts and Training?

Four questions are easy to forget and costly to answer late. Ask them before you choose.

Where is our data held?

Ask where call recordings and customer details are stored and who can reach them. Check the answer fits UK GDPR, and get it in writing.

What happens if the internet drops?

Calls can fail over to mobiles or another site if you plan for it. Agree the backup before you go live, not after the first outage.

How long is the contract, and how do we leave?

Check the minimum term, the notice period and what happens to your numbers and recordings at the end.

Who trains our agents?

Agents settle in faster with short, hands-on training. Ask what is included and who to call afterwards.

CCaaS and the Move to Digital Phone Lines

Headset resting on a laptop, ready for a shift in a CCaaS cloud contact centre

The UK is switching off its old telephone network, and calls are moving to digital lines. CCaaS already runs over the internet. Your contact centre does not depend on the old network. Our PSTN switch-off guide explains the change.

A steady connection helps every call sound clear. Our leased lines and fibre broadband give your agents the bandwidth they need.

CCaaS for Different Kinds of Business
